Job Description

If you’re passionate about solving complex technical problems and helping build trust between customers and engineering, this is the role for you. We’re seeking a motivated Senior Customer Support Engineer (Tier 3), Customer Escalations to join our Escalation Engineering team. You’ll take ownership of our most complex, ambiguous customer escalations, solving issues where the root cause is not always obvious. You will work these issues to resolution or alternatively a fully-documented handoff that engineering can act on without delay.

As a Senior Customer Support Engineer (Tier 3), Customer Escalations, you’ll partner closely with Support and Product/Engineering to close the gap between “customer has described a problem” and “engineering has what it needs to fix it.” This role reports directly to the Customer Escalations Team Lead.

Key Responsibilities

  • Own high-severity, post-sales technical escalations from intake through resolution or engineering handoff. This includes deep-dive investigations and reproduction of difficult-to-isolate bugs.
  • Get on calls with customers, pull logs, and communicate with the customer about leading theories
  • Build engineering handoff packages that require minimal follow-up questions: reproducible case, log evidence (timestamps, node IDs), version matrix, impact scope, what’s already been ruled out, and a proposed engineering team to own the fix.
  • File and track issues for confirmed bugs, keeping the ticket/issue link intact so engineering retains full customer context.
  • Monitor for patterns across escalations to catch recurring or systemic issues early; translate what you learn into product improvements, tooling, and runbooks that raise the technical bar for the whole Support org.
  • Partner with Support, CSE, and Product/Eng, while staying within this team’s scope

What We Are Looking For

  • 4+ years in a technical support or escalation role at a SaaS or infrastructure company, with demonstrated ownership of escalated/enterprise-tier accounts.
  • A genuine problem-solver who gets energy from untangling hard, ambiguous technical issues
  • Comfortable owning a live, high-stakes customer call: staying calm, building trust, and communicating clearly with a frustrated or technical customer under pressure.
  • Hands-on networking experience in production or homelab environments: TCP/IP, routing, DNS, firewalls, NAT, VPNs, load balancers.
  • Deep familiarity with overlay networking concepts — WireGuard, UDP hole punching, STUN — and comparable VPN/networking products.

About the job

We are looking for a hands-on technical builder to join the GCS Strategy & Operations organization. This role owns the technical foundation that powers how GCS delivers customer outcomes at scale — the intelligent automation, knowledge systems, and decision logic embedded in the service delivery workflows of our Technical Account Management, Professional Services, and Engagement Management teams. You’ll design and build systems, including AI workflows that operate within the Customer Experience Operations (CXO) governance model and you’ll be accountable to GCS business outcomes: resolution rates, revenue-per-headcount, product adoption and more.

This role sits at the intersection of engineering and program management. You’ll write code every week, but your success is measured in GCS outcomes for customers, not a technology roadmap. You’ll partner daily with GCS Program Managers, Technical Account Management, Professional Services and Twilio Engineering teams to turn director-level business requirements into reliable, auditable systems.

Responsibilities

In this role, you’ll:

  • Architect and build the systems that encode how GCS operates — account health observability, intelligent routing, knowledge retrieval, and workflow automation across our TAM, PS, and EM motions; including cost optimization.
  • Build AI workflows using the Anthropic Claude API, Claude Agent SDK, and Claude Code, including MCP (Model Context Protocol) servers that connect agents to Slack, Jira, Zendesk, Grafana, Airtable, and internal Twilio systems.
  • Partner with CXO to design the decision frameworks that determine when systems act autonomously, when humans stay in the loop and own the guardrails — edge cases caught, prompt injection blocked, unintended behaviors prevented — that keep failure rates low.
  • Extend GCS’s observability and analytics foundation with production-quality dashboards and integrations across Grafana (ClickHouse-backed), Salesforce, Tableau, Looker, and Airtable — choosing the right tool for the audience and data source rather than defaulting to one platform.
  • Operate within CXO’s vetting-and-graduation governance model, and help mature it: versioning, evaluation frameworks, A/B testing, and systematic performance measurement across scenarios with GCS specific focus.

About the role:

Samsara’s Installation Specialists are on the front lines of ensuring customers successfully deploy our hardware and technology at scale. In this role, you will oversee customer engagements with installation partners, provide onsite management for complex deployments, and proactively de-risk projects to deliver smooth, high-quality installations. You’ll work closely with customers, partners, and cross-functional teams to ensure every project drives adoption and long-term value.

This role is ideal for someone with ~4 years of experience in project management, installation oversight, or field services who thrives in fast-paced, customer-facing environments.

In this role, you will:

  • Monitor customer installation milestone progress in collaboration with Samsara Implementation Consultant, spearheading prompt resolution to issues, installation challenges, partner and project complexities while ensuring quality standards are always met.
  • Serve as a point of contact for escalations and troubleshooting during install phases.
  • Monitor CSAT related to installations and resolve root causes of dissatisfaction.
  • Assist partners in building project-specific installation guides using Samsara best practices and deliver onsite training to installer technicians on project specific requirements
  • Coordinate with installation vendors to ensure work is completed on time, on budget, and to Samsara’s quality standards
  • Provide onsite oversight for large or complex deployments, including site readiness checks, site-level access and communication channels with installers, real-time troubleshooting, and onsite quality checks
  • Perform first of kind installations on complex customer projects, serving as the hands on technical expert
  • Identify risks early, propose mitigation strategies, and keep projects on track
  • Capture lessons learned from each project to improve processes and drive continuous improvement with installation partners
  • Collaborate with internal teams (Customer Success, Implementation, and Product) to escalate, share feedback, and enhance the installation experience
  • Ensure compliance with safety standards and Samsara best practices throughout the installation lifecycle
  • Ensure that the Statement of Work (SOW) is fully aligned to the project’s installation requirements
  • Champion, role model, and embed Samsara’s cultural principles (Focus on Customer Success, Build for the Long Term, Adopt a Growth Mindset, Be Inclusive, Win as a Team) as we scale globally and across new offices

Minimum requirements for this role:

  • High school diploma required, advanced degree preferred.
  • Must have valid driver’s license and be insurable
  • 4+ years experience managing vehicle and/or hardware technology.
  • Prior vehicle installation or up-fitter experience preferred (e.g. experience installing emergency lighting, two-way mobile radios, GPS equipment, antennas or other electrical equipment).
  • Understanding of vehicle diagnostic systems, including Controller Area Networks (CAN bus) and Power Take Off (PTO) applications, for on-road and off-road vehicles and yellow iron equipment.
  • Basic understanding of electronics and electrical systems.
  • Experience in field operations coordination, implementation, and technical deployment.
  • Strong attention to detail with the ability to manage multiple projects in parallel.
  • Excellent communication and stakeholder management skills.
  • Fluent in English (verbal and written).
  • Comfortable in a dynamic, fast-paced environment with cross-functional collaboration.
  • Customer travel is expected up to 50-70%, including weekends and overnight stays.
